What is CSR (customer service representative)?

What a customer service representative does in a trades business, how to measure CSR booking rate, pay per BLS, and CSR vs dispatcher and AI receptionist.

Definition

A CSR (customer service representative) in a trades business is the office team member who answers inbound calls, books jobs into real arrival windows, confirms and reschedules visits, and answers billing and membership questions. Most new work starts with a phone call, so the CSR's booking rate decides how much of your marketing spend turns into booked jobs.

Also called: Customer service representative, Call center agent, Booking agent, Office coordinator

In a 10-truck HVAC shop, the CSR is often the only person who talks to every single customer. A homeowner calls about a furnace that won't light. The CSR finds the account, asks the safety question about gas smells, picks a window a qualified tech can actually reach, quotes the diagnostic fee and sends a confirmation text. That two-minute call decides whether the marketing dollar that produced it was wasted.

What does a CSR do in a trades company?

The job title is the same as in a retail call center, but the work is closer to a mix of receptionist, scheduler and first-line salesperson.

TaskWhat it looks like on a busy MondayWhy it matters
Answer and qualify inbound callsFind the customer, confirm the address, ask what's wrongWrong address or job type sends the wrong tech
Book into arrival windowsOffer two or three windows the board can coverOverbooking creates late arrivals and cancellations
Triage emergenciesGas smell, CO alarm, flooding, no heat with a vulnerable occupantSafety first, then the fastest tech
Confirm and rescheduleDay-before confirmations, weather or sick-tech reshufflesEvery no-show is a lost slot
Answer billing questionsBalances, financing, warranty coverageFewer callbacks to the owner
Offer membershipsMention the plan on repair calls, book visits dueRecurring revenue starts on the phone

In shops under about five trucks, the CSR often runs the dispatch board too. As the company grows, dispatch usually splits off so the CSR can stay on the phones during the morning rush.

How do you measure a CSR?

The core number is booking rate, counted only on calls where the caller could have booked work.

Metric

CSR booking rate

The share of opportunity calls that end with a job on the schedule.

Booked opportunity calls ÷ total opportunity calls × 100

Where the numbers come from: Phone system call log matched to jobs booked from those calls

An opportunity call is a customer or prospect asking for service, a quote or a maintenance visit. Vendor calls, wrong numbers, existing-job status checks and spam are not opportunities and should be left out. The full definition and its variants sit on the booking rate page.

Example week (illustrative numbers)CSR ACSR B
Total inbound calls260240
Non-opportunity calls removed8030
Opportunity calls180210
Booked144147
Booking rate80%70%

On raw calls, CSR B looks better: 147 booked against 144. On opportunity calls, CSR A converts 10 points higher. This is the most common mistake in CSR reporting: dividing by all calls rewards whoever happens to get more status checks.

Two other mistakes to avoid:

  • Counting appointments that never run. A booking that cancels the next morning isn't a booking. Track booked-and-ran alongside booked.
  • Comparing across call types. A CSR handling replacement-lead calls from a direct mail campaign will book at a different rate from one taking membership tune-up calls.

What is a good CSR booking rate?

There is no reliable public benchmark. Software vendors and call-tracking companies publish figures, but each defines "opportunity" differently and samples its own customers, so the numbers don't transfer to your shop.

  1. 1

    Define the opportunity call

Write down which calls count. Customers and prospects asking for service, a quote or a maintenance visit count; vendors, status checks and spam don't.

  2. 2

    Measure four to six weeks

Pull calls and bookings per CSR per week, split by call type if you can. Avoid a week with a heat wave or a holiday as your only sample.

  3. 3

    Listen to the misses

Take ten unbooked opportunity calls per CSR and sort them: price, no availability, no ask for the booking, caller wanted a callback.

  4. 4

Set a target from your best weeks

Use your best CSR's typical week as the stretch target. Review weekly, coach one behavior at a time.

CSR vs dispatcher vs comfort advisor

These roles get blended in small shops, which is fine, but the skills and metrics differ.

How much do CSRs make, and how should you pay them?

The U.S. Bureau of Labor Statistics reports a median wage of $44,770 a year, or $21.53 an hour, for customer service representatives in May 2025.1 That figure covers all industries, from banks to retail, so it's a reference point, not a trades benchmark. BLS also projects employment in the occupation to fall about 5% from 2025 to 2035.1

Many trade shops pay CSRs hourly plus a small bonus per booked job or per membership sold. Two rules make that work:

  1. Pay on jobs that run. A bonus per booked call invites bookings that cancel. A bonus per completed job, paid weekly, rewards the same behavior with less noise.
  2. Include it in overtime. Under federal rules, a bonus announced in advance to encourage more or better work is part of the regular rate, so it raises the overtime rate in any week over 40 hours.2 Labels like "spiff" or "incentive" don't change that. See performance pay for how to structure it.

What a good CSR call covers

  • Greets with the company name and their own name
  • Confirms the service address before anything else
  • Asks the safety question on no-heat, gas, CO and water calls
  • Offers specific windows instead of asking when the customer is free
  • States the diagnostic or trip fee before booking
  • Mentions the membership on repair calls
  • Confirms the booking and the next step out loud

CSR vs AI receptionist

An AI receptionist answers calls with a synthetic voice, books simple work and hands everything else to a person. It covers the calls a CSR can't take: nights, weekends, lunch and the second line during a morning rush. It doesn't handle the judgment calls a good CSR makes, like calming an angry customer or spotting a replacement lead in a repair call. For a cost comparison of the two options, see AI agent vs a part-time CSR.

How TradesWork supports CSRs

TradesWork phones show a screen pop with the caller's jobs, balance and membership before the CSR says hello, and recording plays the right consent notice first. Call scorecards grade recorded CSR calls against your own weighted rubric and flag calls that should have booked, and each CSR sees only their own scorecard. A built-in CSR dashboard sits alongside the owner, service manager and sales dashboards.

Frequently asked questions

CSR stands for customer service representative. In an HVAC, plumbing or electrical company it usually means the person who answers the phone and books service calls, maintenance visits and replacement estimates. In smaller shops the CSR often dispatches too, and handles billing questions, membership renewals and review follow-up.
